The Customer Survey Manual

Customer surveys can help you understand what customers value, identify problems in their experience and decide where improvements are needed. Questback’s free Customer Survey Manual shows you how to use online surveys for this purpose. It takes you through the full process, from deciding what to measure and choosing the right recipients to writing questions, interpreting the results and acting on what you learn.

The guidance is written for managers working with customer experience, marketing, service, product development or business performance. You do not need previous experience of survey research.

Define what you need to learn

A survey might monitor customer satisfaction, NPS, customer effort, onboarding or support experience. It can also provide information for a particular decision or change.

The first chapter helps you define the experience, KPI or decision that the survey should support. It also covers ownership, timing and the conditions that should lead to further investigation.

Choose the right survey

Relationship surveys examine the customer’s overall experience of the organization. Transactional surveys focus on a particular interaction, such as onboarding, delivery or support.

You will also learn about recurring and ad hoc surveys, scheduled and event-triggered distribution, and the different purposes served by CSAT, Customer Effort Score, NPS and overall satisfaction.

Select the right recipients

The people invited should have recent and relevant experience of what you want to measure.

For B2B surveys, the response may represent an individual contact, a customer account, a site or an entire organization. The manual helps you consider how that choice affects both distribution and analysis.

Design the questionnaire

Good questions are clear, neutral and easy to answer. The questionnaire section covers wording, response options, scales, open questions, routing and mobile use.

It includes examples of common problems, such as questions that combine two subjects, assume an answer or use language that customers may not understand. You will also find advice on testing the survey with colleagues and customers before launch.

Collect trustworthy responses

Timing, invitations and reminders influence who responds and how they answer.

The manual covers what to include in an invitation, when to send a survey and how to describe anonymous or identified feedback accurately. It also shows what to monitor while responses are being collected.

Interpret the findings

Averages do not always tell the whole story. The number of responses, the distribution of answers, customer comments and information from other systems can all affect how a result should be understood.

You will learn how to examine relevant patterns, treat small differences carefully and prepare findings that management can use.

Turn feedback into action

A poor result points to an area that deserves attention, but it does not necessarily reveal the cause.

The final chapter shows how to investigate important findings, distinguish individual customer recovery from wider improvement, assign responsibility and check whether the customer experience changes after action is taken.

Six templates you can use

The manual includes six practical templates:

  1. Survey planning brief
  2. Relationship survey blueprint
  3. Transactional survey blueprint
  4. Questionnaire quality check
  5. Results interpretation check
  6. Action record

Use the planning brief before writing questions. The two survey blueprints provide example structures for relationship and transactional surveys. The remaining templates help you review the questionnaire, interpret the findings and record what happens next.

Who the manual is for

The Customer Survey Manual is written for managers and specialists responsible for customer experience, marketing, service, product development, account management or business performance.

It can help if you are preparing your first customer survey, reviewing an existing questionnaire or establishing a survey that will run repeatedly. No knowledge of statistics or survey research is assumed.

From a single survey to an ongoing feedback programme

A basic online form may be sufficient for an occasional questionnaire. Different needs arise when surveys run continuously across several teams, markets, customer groups or touchpoints.

A professional feedback platform becomes useful when invitations and reminders need to be automated, results must be connected with customer data, critical responses require alerts or managers need controlled access to dashboards and comments.

Questback is a professional feedback platform for organizations that want to understand and improve the customer experience. See how Questback can help you collect feedback, follow developments over time and make the results available to the people responsible for action.
